Here are some observations from using AI tools in customer support for the last 6 months:

  • LLM's nail 70% of questions. Any question that is answered by looking at the docs, LLMs can give a faster response than me. This is a game-changer.

  • You still need a human to check hallucinations. I usually have to change 1-2 sentences or words in the responses. That's still a difference between spending 2 minutes to answer a question instead of 20 minutes though.

  • Even when the bot is right for easy questions, people don't trust the answer. For example, a common question we get is "What's your pricing?" Before we'd automatically link them to our pricing page and no one believed it. Now the LLM copies and pastes the exact line from the pricing page and links to the pricing page and nobody believes it. 😂

  • If your docs are bad, you're out of luck. LLM's are only as good as their source material. When we release new features in private beta and haven't updated the docs yet... It can't answer any of those questions (and neither can I) 🤷‍♂️

  • Enterprise customers STILL want to talk to a human. I do not see this going away in our lifetime. Our large customers still want weekly calls. MAYBE our kids will be ok with just interacting with an LLM and not a person. But just like how my mom still likes using a paper calendar instead of Google Calendar, I believe most of our generation will be "stuck in our ways" of talking to a human.

So are LLMs going to cause 80% of support people to lose their jobs? Nope. On the contrary, smart companies will use the money saved to hire/train more support to provide an even higher level of individual service. When you no longer have to answer 100 "simple" questions a day, you can take 4-5 longer calls instead to walk people through more complicated issues.

I know it's a small thing, but it still makes my day when customers send a short thank you email with a smiley face when we solve their problems. 🤗
